Contact Centre Modernization The current Employment and Social Development Canada contact centre solutions are approaching contract end in the second quarter of 2027 and include aging platforms that present business and technology risks, particularly the Hosted Contact Centre Solution. To ensure continuity of critical services to Canadians and alignment with Government of Canada cloud first direction, Employment and Social Development Canada, in collaboration with Shared Services Canada as the lead for contact centre service delivery and procurement, is modernizing its contact centre environment. The Contact Centre Modernization initiative includes the migration of existing Employment and Social Development Canada contact centres to a modern, cloud based Contact Centre as a Service solution. This solution will provide a unified platform enabling Service Officers to deliver client services through multiple channels, including voice, chat, email, and text messaging. The solution will include modern operational capabilities such as intelligent routing, real time monitoring, analytics, and reporting to support efficient, reliable, and client centred service delivery. In addition to the core Contact Centre as a Service platform, the modernization includes the implementation of related operational capabilities, including knowledge management, workforce management for scheduling and capacity, workload management to support improved task distribution, and a skills repository. These capabilities will replace multiple legacy and ad hoc tools currently in use. This requirement fulfills an essential operational need to replace expiring solutions, reduce technology and service delivery risk, and support a modern, integrated contact centre environment.
